The role of customer behavior in forming perceived value at restaurants: A multidimensional approach

Abstract

With the increasing involvement of customers at restaurants, their behaviors have become an indispensable part in formation of perceptions of value. To examine such a subtle and complicated process, this study applies a multi-layer/multi-dimension approach to examine how customer behavior predicts perceived value, which in turn leads to satisfaction. Particularly, customer behavior, assessed with a hierarchical framework, includes two dimensions: participation behavior (with four sub-dimensions: information seeking, information sharing, responsible behavior, personal interaction) and citizenship behavior (with four sub-dimensions: feedback, advocacy, helping, and tolerance). Customer perceived value consists of three dimensions: economic, individual, and relational values. Data collected from 514 respondents reflect those with dining experience at restaurants. The results show that a customerrsquo;s perception of value gains greater impact from citizenship behavior than participation behavior. The findings of the study contribute to the evolving knowledge of customer behavior and offer industry practitionersrsquo; effective marketing strategies to maximize customer value.

1. Introduction

Customer behavior has emerged as a topic of great interest to both academicians and practitioners in the discipline of hospitality (e.g., Mattila, 2004; Wei et al., 2013). Consistent with other sectors of hospitality, the evolution of customer behavior has brought restaurants a transformational opportunity. The meaning of customer behavior at restaurants is shifting from a business-centric view to a view that emphasizes the empowerment of customers in forming consumptive experiences (Im and Qu, 2017). Specifically, the expectation of customersrsquo; participation behavior during the process of delivering services is to improve the experience, reshape conversations about a brand, and ultimately increase satisfaction (Grouml;nroos and Voima, 2013). Since viewing customers as partial employees of an organization, customer behavior provides empirical support for successful business performance, including sales growth (Roberts and Alpert, 2010), superior competitive advantage (Sawhney et al., 2005), and generating profit (Bowden, 2009).

Although customer behavior has been a classic topic in marketing, few scholars have systematically analyzed this notion from the new view that addresses the role of customers in co-shaping experiences involving service (Chathoth et al., 2016). Kim et al. (2019) suggested that the starting point for exploring the new notion of customer behavior is to understand its precise composition or multi-dimensional nature. Kim et al. (2019) further indicated that existing studies either only measured one side of customer behavior (e.g., Curth et al., 2014; Nguyen et al., 2014) or assessed the term as an integral construct without differentiating distinct dimensions (e.g., Cermak et al., 1994; Fang et al., 2008).

Using traditional management and organizational behavior studies on employeesrsquo; in-role and extra-role behaviors, Yi and Gong (2013) developed a hierarchical conceptualization of customer behavior. They proposed that customer behavior consists of customer participation behavior (CPB) and customer citizenship behavior (CCB) with four sub-dimensions for each (i.e., CPB: information seeking, information sharing, responsible behavior, and personal interaction; CCB: feedback, advocacy, helping, and tolerance). The comprehensive hierarchical framework of customer behavior of Yi and Gong not only has endorsement in general business literature (e.g., Delpechitre et al., 2018), but also has proven application for hospitality (Hsiao et al., 2015; Kim et al., 2019; Lee et al., 2017). Among the three existing studies which apply the Yi and Gongrsquo;s framework to hospitality, two of them (Hsiao et al., 2015; Lee et al., 2017) examined the impacts of organization-level and employment-level driving forces on customer behavior. Kim et al. (2019) focused on customer behavior as a consequence of restaurant innovativeness. All three studies answered the question, “What leads to the multi-dimensional customer behavior?” However, these studies lacked sufficient attention to “what does multi-dimensional customer behavior result in?” This crucial question remains since it is the motive or driver for industry practitioners to involve customers in the service encounter. The present study aims to fill the gap by investigating the consequences of customer behaviors.

Customersrsquo; behaviors serve as guidance to generate their perceptions and responses based on self- perception theory in social psychology (Bem, 1972; Olson and Stone, 2005). In the context of business transactions, the tradeoff between benefits and costs (i.e., value) are the primary illustrations of such perceptions, (Zeithaml, 1988). Therefore, examination of customer perceived value (CPV) may represent a crucially consequential factor of customer behavioral patterns. Considering the multi-dimensional nature of CPV, the present study adopts a framework from Flores and Vasquez-Parraga (2015) which encompasses economic, individual, and relational aspects of value, specifically for interpersonal service settings. The conceptual model also includes customer satisfaction (CS) as a consequence of CPV.

The purpose of the current study is to explore customer behavioral patterns (CPB and CCB) and their influences on appraisal of, and satisfaction with value by addressing three specific questions: 1) Do CPB
